AI Is a Scaler, Not a Silver Bullet

I’ll be honest: I tried to take the shortcut too.

A few months ago, I was trying to level up our sales team’s outreach and I figured, hey, AI can write. I’ll just hand it an email and ask it to make it better. Thirty minutes later, I had gone through a dozen iterations and nothing was landing. It wasn’t bad, exactly. It just wasn’t right. It didn’t sound like us. It didn’t reflect the way we sell, the things we care about, or the principles that actually make our outreach work.

So I stopped and did the unthinkable. I took the time to think. 

I spent a week building a 70-page sales playbook. Everything we know about how we sell: our principles, our tone, what a great email looks like and why, how we approach different types of buyers. It was a lot of work. And AI actually helped me get there by organizing my thinking, filling in gaps, and pressure-testing ideas. 

But the judgment—what’s right, what sounds like us, what actually works—that had to come from me.

Once that playbook existed, everything changed. Every email came out right. Every piece of content reflected our voice. AI didn’t get smarter overnight. I just finally gave it something real to work with.

That week taught me something I now believe pretty deeply: AI scales what you know works best, but it doesn’t replace the knowing.

The Trap Most People Fall Into

I’m not the only one who has fallen into the “AI is a silver bullet” trap. It comes up often in my conversations with CX leaders.

The story goes something like this: buy the tool, point it at your problem, and wait for the magic. And I get it. The demos are impressive, the promises are big, and everyone’s in a hurry.

But here’s what I’ve seen over and over again: when AI underdelivers, it’s rarely about technology. It’s about clarity. The team didn’t define what “good” looked like before they asked AI to produce it. They handed AI the wheel before they knew where they were going.

AI is extraordinarily good at executing against clear parameters, but it struggles a lot when those parameters don’t exist. Tell it “write me an email” and you’ll get something generic. Tell it “write me an email; here are my five principles, here’s the audience, here’s what I never want to sound like” and you’ll get something great. The technology is the same. The difference is the input you bring.

I sell AI. I believe in AI. So this certainly isn’t a criticism of AI. It’s just an honest description of what it is: the most powerful scaling tool we’ve ever had. 

But a scaler needs something worth scaling.

Why This Matters More in the Contact Center

If you think the stakes are high when you’re just trying to get a better sales email, consider what happens when you multiply this across thousands of customer interactions a day.

Contact center AI has enormous potential, along with a pretty significant track record of disappointment. And a lot of that disappointment traces back to the same root cause: teams implemented AI to invent new behaviors rather than scale the ones that already worked.

Think about case notes. On the surface, it sounds like a straightforward AI use case. Listen to a call, generate a summary. But when we work with clients on this, we spend a lot of time on a question that has nothing to do with the technology: “What do you actually want your case notes to look like?” 

Because in a world where AI can generate anything, narrowing it down and getting specific can be the hardest part. Maybe your team’s workflow lends itself to collecting the same information from every call. But maybe your team handles enough variety in call types that each disposition should have specifically formatted case notes. AI makes that possible, but teams that skip the question end up with case notes that are technically complete but only a fraction as valuable as they could be.

The same is true for agent guidance, coaching, automation—almost any AI application in the contact center. The AI doesn’t know what a great interaction looks like at your company, in your brand voice, for your customers. 

Your best team leads know. Your ops team knows. 

The job of AI is to take that knowledge and scale it: tap every shoulder that needs tapping, surface the right guidance at the right moment, handle the interactions that follow a known and proven path. It’s not about adding more work, but doing the things already being done—coaching, guiding, QAing—at scale.

When AI is built on top of that kind of clarity, it’s remarkable. When it’s deployed in the absence of it, it tends to produce a very expensive version of mediocre.

What Getting It Right Actually Looks Like

This also highlights why contact center expertise matters as much as AI capability right now. A lot of vendors are entering this space promising automation, and the underlying technology is often similar. The difference is whether the people building your solution actually understand contact center operations. The nuances of a great handoff, the difference between guidance that helps and guidance that annoys, the judgment calls that experienced team leads make a hundred times a day. You can’t automate what you don’t understand.

The Bottom Line

I spent a week on a playbook that I probably could have put off indefinitely. It didn’t feel like the fast move. But it turned out to be the thing that made everything else work.

The brands I see winning with AI right now aren’t the ones who handed it the most problems. They’re the ones who came in with the most clarity about their processes, their standards, and their definition of a great outcome. But they didn’t overthink their use cases either. They worked quickly and iteratively, scaling what they know while learning and improving for a series of compounding wins. 

That’s the shift worth making. Not “how do I get AI to figure this out for me?” but “what do I know works, and how do I use AI to do more of it?”

The good news is, people still have an important role to play in effective AI. Machines can’t replace us yet.
